Call coaching is your culture in real time — not just in training rooms.

The standard you walk past is the standard you accept. A call coaching program makes quality visible, gives your team specific and consistent feedback , and gives leadership the data to make better decisions about training, staffing, and service design.

Without a structured listening and feedback program , call quality is invisible to leadership . You hear about problems when members complain — not before. And your supervisors are giving inconsistent feedback based on instinct, not a shared standard. We help to fix this.

Five reasons rural providers come to us for call coaching

Besides our kickin’ attitudes

Training without reinforcement decays fast: Research consistently shows that without structured follow-up, most behavior change from training fades within 90 days. Call coaching is the reinforcement mechanism that makes training stick.

Most frontline supervisors came up as strong individual contributors, not trained coaches. Without a shared scoring rubric and coaching structure, each supervisor is running a different program. Your service quality varies by who manages the shift.

You can’t improve what you aren’t measuring: If your only data on call quality is complaint volume and gut feel, you have a lagging indicator problem. By the time you know there’s an issue, members have already experienced it.

Employees have a huge impact on customers’ perception of your company. Using Pivot’s call coaching program ensures consistency in that experience and helps coach up those needing to build their skills in serving people.

When a customer calls in to get support or has a problem, they are vulnerable and easily frustrated. While having a team that knows how to get to the root of the issue fast is critical, it is equally important to be able to build trust and show the customer they are valued and appreciated.

Raising the standard for every member interaction

Covington Electric Cooperative (CEC) has been serving the Andalusia, Alabama area since 1944.

In 2024, CEC recognized a clear opportunity: while their teams delivered solid service, the overall member experience lacked consistency across their Member Services, Buzz Fiber, and Dispatch divisions. There’s a difference between getting the job done and creating an interaction that truly resonates and CEC wanted to move beyond “good enough” to build an experience that felt positive, personal, and dependable at every touchpoint.

To get there, we introduced a structured call coaching program—combining onsite training with ongoing support for both employees and managers—to align communication, build confidence, and elevate the quality of every conversation.

“The training has been engaging, structured, and consistent across all employees, which takes the guesswork out of coaching. The coaches create a positive, encouraging environment that makes learning enjoyable and effective. I’ve seen measurable growth in my team’s confidence and performance, and I’m thankful for the tools and support Pivot provides.”

Questions we get about call coaching

Our coaches have worked in various areas of the service industry before and know what your team member is experiencing. We model our coaching to match the expectations of the criteria. How you’d like your team member to speak to a customer/member is how we interact with the team member.

We are happy to guide criteria selection based on your goals, but ultimately, you pick the criteria we use.

When it comes to feedback, we will follow the criteria. Our coaches will guide the feedback with timestamps, examples, and point out what went well along with missed opportunities.

The short answer – YES! Each team/department can have their own set of criteria relevant to their function. We do recommend a few consistent standards that align them all.

We love introducing new teams to Call Coaching and watching them evolve and grow. You select the criteria, and you can update it as your priorities change and your team develops and masters the standards set.

When a team invests their time in reviewing the calls and coaching notes, improvement happens early. We see meaningful consistency by six months.
